is higher ed still a mouse-in-the-maze model?

I remember my first college orientation, where a comedian compared the now-antiquated model of registration (where we went from table to table to get classes) to a bunch of mice in a maze. Except now the cheese was old and stinky and everyone just wanted to get out of the maze. Oddly, that comment, coupled with a recent observation by Michael Fienen, rang very true on higher ed’s continuing challenge to do a better job in serving students.

Fienen’s observation, on a particularly ornery day for the knowledgeable Pittsburg State web guy, wondered why the term “request more information” appears so often on web pages. Does this infer we’re hiding information from visitors and there’s some veil we have to let them behind? Not necessarily. Generally, “request more information” means “join our database” by requesting some kind of print material. From the inside, this all has to do with justification of return on investment (the dreaded ROI) for everything from personnel to software packages, the ability to establish benchmarks and determine the inquiry-admissions-yield funnel.

And if you read that last sentence without falling asleep, you may have wondered: What is the least bit customer-friendly about treating students as bits of data to justify our existence? If so, you’re 100 percent right.

One advantage of social media — that it’s a third space where students can learn more about, and build an affinity with, institutions — could make old-school bean-counters bristle. Thus all the sabre-rattling about Establishing ROI of Social Media to Justify Its Existence. “How many Facebook questions did you answer last month?” “How many people follow us on Twitter?” “Do we know how many viewers of our YouTube videos were prospective students?”

This all ignores one very simple, very human thing: Social media customer service helps students with questions, information-gathering and decision-making in a way they find convenient. But it doesn’t create numbers of inquiries to the Admissions Office via email. It doesn’t fall into the neat funnel that says this student asked for a viewbook, called the college, applied, attended an open house and enrolled. And from the moment they requested more information for the first time, how many different forms did they have to fill out, approvals were required and parts of the bureaucratic maze did they have to run through for the “privilege” of attending the school?

Quite simply: This week, we had an interaction via social media that may keep a serious, motivated student from withdrawing from school. Some folks’ first reaction may be to wonder where to chart that datapoint or how to include this in the ROI of our social media plan. My main thought is that we may have helped improve someone’s life.

Don’t get me wrong: I know most people in higher education have the best intentions. But I worry that when we build a forest out of data, ROI and “best practices,” we forget how beautiful the trees are. And that, without each tree that really does require some kind of care, there is no forest.

what can we do about #fbgate2016 … and beyond?

What started Thanksgiving Week when Lougan Bishop of Belmont University and I found messages on our official Class of 2015 groups telling members to join different groups, run by private company RoomSurf, became a whirlwind of community action among colleagues, then a media splash in the New York Times. Other stories followed (including one hilariously mistranslated piece). Several higher ed professionals teamed up in a myriad of ways, including blogging and other methods to spread the word, and by the end of Wednesday the RoomSurf groups were putting up disclaimers and their founder disappeared from Facebook.

But will #fbgate2015 mark the end of this kind of activity? I doubt it, and so does Lougan, who wrote a great guest post in Brad J. Ward’s SquaredPeg blog (which outed the original #fbgate2013 fake groups two years ago).

Many bloggers have weighed in with great advice. But even the best suggestions come with caveats. For example:

1) Make your own Class of 201x Facebook Groups/Pages. This has become self-evident. But, as Lougan and I discovered, nefarious intruders can swoop in at any time to try to steal members. We’re not in a part in the admission cycle where students are joining in large numbers yet. Those other groups had more members, research found, because apparently some were converted 2014 groups with existing students. And JD Ross of Hamilton College said, last year, company reps blocked him so he couldn’t see things they posted on a Class of 2014 page he administered. So the playing field, for the ethical, is still a minefield.

2) Make your groups/pages distinctive and better. When I realized we may be in for another battle for members — before colleges rallied together and the New York Times got involved — I decided to create an Official Class of 2015 Community page. And, unlike the 2015 group which I didn’t do nearly enough with, our social media intern and I filled the new page with photos, slideshows, videos, blog entries, news, the works. And asked current students to join and help. Of course, this all takes time — something we never have enough of. But, especially when establishing the groups, it makes them more worth joining. Think about holiday window shopping: You’re more likely to go into stores that look cool and have more to offer.

3) Promote the official group/pages to incoming students. In an often-decentralized campus landscape, not as easy as it sounds. I have no direct communication with prospective students (other than the web or social media) as student affairs offices handle these contacts. This means any success in social media involves coalition building and educating staffers to its benefits as well as the need for resources. On the bright side, something like #fbgate2015 — or anything that could divert our students from getting the help and advice they deserve — provides an example of why different areas of the college need to work together for a well-done, timely, useful social media presence.

4) Be vigilant. Sad but true, we can’t take for granted that all 500 million members of Facebook are ethical, logical beings. You have to constantly see if someone is portraying themselves as your college or brand … which is complicated by all the community pages (mostly ghost ships) Facebook decided to clutter the waters. And if you’re a group administrator, have many sets of eyes watching the page, knowing spammers can block you.

Because Facebook fraud will continue to appear, despite our best efforts, all we can do is keep our eyes open, have a plan and provide the best Facebook experiences possible.

sweeping away preconceptions.

Whenever I hear people talk of students or prospective students as some kind of homogeneous group, or in generational terms, I recall the first time I ever saw a streetsweeper.

During my senior year of college, I’d crashed at a friend’s house after a late night. Woke around 5 a.m., hopped in the ’78 Chevy Malibu and that’s when I saw it. This strange little vehicle with large rotating scrub-brushes cleaning the street. Coming from a town under 2,000, I’d never before experienced such a fantastical machine. But when I told my friends from cities of any size about it after, they eyeballed me as every bit the rube I often felt.

Similarly, our students come from so many different places and experiences, and have such a variety of needs and interests. So it’s curious that, after we’re taught while growing up not to stereotype, so many involved in higher education are quick to, well, stereotype students. They talk of a reductionist Gen Y or Millennial stereotype (founded on fairly shaky ‘research’ and assumptions) and use broad reductionism in spewing generalizations. Don’t our students deserve better?

Anyone who’s had the pleasure of interacting with even a handful of students know what a diverse bunch they are. The young man from the farming community is quite different from the young lady from the Bronx, even if demographers try to pigeonhole them with the same one-size-fits-all label. Isn’t it arrogant to assume they have all these similarities just because they were born within years of each other? To just classify all as Millennials or Gen Yers or whatever oversimplified stereotype someone will invent for the next generation is to do them a disservice. And, in the process, doing all of us a disservice.

So next time you’re thinking of what students may want, here’s a simple suggestion: Don’t box them into a stereotype. Instead, talk to them. You may be amazed. Moreover, you could sweep away preconceptions and assure a clearer road to understanding.
